The difference from the classic chatbot in service

A chatbot in customer service typically answers questions from a knowledge base – “How long does shipping take?” An AI agent continues: It can check the actual order status in the system, initiate a replacement delivery if an error is detected, and proactively inform the customer — without an employee having to carry out each of these steps individually.

What an agent typically handles in customer service

  • Status and inventory checks in connected systems, instead of providing only general information
  • Simple corrections, such as a change of address or a replacement shipment in a clear error case
  • Pre-qualification of more complex requests so the team can start directly with full context
  • Follow-up questions, when information is missing, before a case is passed to a human at all

Where the boundary is deliberately drawn

Not every case belongs in the agent’s hands. Goodwill decisions, complaints with escalation potential, or matters with financial implications remain with people – the agent prepares the case in full, provides order history, system status, and previous communication, but does not decide on exceptions itself. This boundary is defined together with the service team, not technically imposed.

Practical example: Full context at handover

A customer reports that a package has not arrived. The agent checks the shipping status, identifies an unusually long transit time, automatically initiates an inquiry with the shipping provider, and informs the customer of the current status. If it turns out that a goodwill arrangement is needed, the case goes with full history to an employee – who does not start from scratch, but can make decisions right away.
