Step 4: Handle cases via workflow and AI
Standard processes are now being automated. An example of an address change:
- The message arrives in the service inbox; AI identifies the request as an “address change” and extracts the name, customer number, and new address.
- The workflow checks whether the customer and customer number match.
- If the assignment is unambiguous, the address is changed in the core system – or, in the case of sensitive changes, submitted for approval.
- The customer automatically receives a confirmation.
- The process is documented.

Step 5: Handover to humans with full context
Anything that is not clear is routed to a human – with summary, recognized details and conversation history. This way, nobody has to start from scratch, and the customer does not have to explain their request twice.

- Identity verification: For bank or address changes, it must be certain that the authorized person is really the one writing.
- Approvals for sensitive changes: Not every change should run fully automatically.
- Data protection: Existing data is personal data – processing in the EU, DPA, access rights.
- Industry regulations: For insurance intermediaries, banks, or energy suppliers, additional requirements apply; these must be clarified with Compliance in advance.
